We make the mistake of imagining that our wants, desires and needs are identical to theirs.
But by using systems thinking, we can start to imagine that our customers’ desires may be diametrically different from our own. Here’s an example: When a large California hospital wanted to reinvent its patient intake process, it discovered that doctors, nurses and hospital administrators all had their unique takes on what people want when they first enter the hospital. Each group was under the substitution fallacy spell. Doctors assumed that patients didn’t need to see them right away, when in fact patients rated an initial “hello” from the doctor as the most important part of the intake process.
